Section 5: claims handling, investigations and decisions – Australia Life Insurance Code of Practice (CALI Life Code)

Australia Life Insurance Code of Practice (CALI Life Code) 5.24-5.29: Interviews: documented reasons, senior approval, monitored interviewers, language and support arrangements

A claimant interview is preceded by documented reasons and approval from a senior team member; minors are interviewed only where there is no alternative. Interviewers acting for the insurer are monitored and removed for poor behaviour. Before hiring an interviewer the insurer checks whether the claimant needs someone who speaks their language, a support person or an interpreter, and arranges and pays for any interpreter. On request the interviewer is of a particular gender where reasonably available, is trained for mental health claims where relevant, and can assist with limited English or cognitive impairment. A representative nominated by the claimant is contacted first. Interviews take place away from the home unless a home interview is essential and explained.
