ISO/IEC 20000-1:2018 8.3.3: 8.3.3 Service level management

The organization and the customer shall agree the services to be delivered; for each service the organization shall establish one or more service level agreements (SLAs) with the customer that include the service level targets, workload limits and exceptions; at planned intervals it shall monitor, review and report performance against service level targets, the periodic changes in workload compared with the workload limits, and act on nonconformities and opportunities for improvement; agreements with internal suppliers and customers acting as a supplier are managed under 8.3.4.2, and part of the 2011 edition's service reporting was moved into this clause.
