Customers may complain about any aspect of the relationship. The insurer makes readily available, on its website, digital platforms and relevant written communications, information about the right to complain, its internal processes and its external dispute resolution provider, and its complaints process complies with ASIC's guidelines. On receipt it acknowledges the Complaint, tells the customer who will liaise with them and how to reach that person, and has the Complaint handled by someone with appropriate authority, knowledge or experience other than whoever made the decision or engaged in the conduct complained about; it asks for and relies on only relevant information, keeps the customer informed of progress at least every 10 Business Days unless resolved earlier or a different timeframe is agreed, and corrects any mistake identified in handling the Complaint. It decides within 45 Calendar Days, and if it cannot, tells the customer in writing before the deadline the reasons for the delay and the right to go to the Australian Financial Complaints Authority with its contact details; the final decision is given in writing with reasons and the right, contact details and timeframe for taking the Complaint to AFCA, except that a Complaint resolved to the customer's satisfaction within 5 Business Days need not be answered in writing unless requested or it concerns Financial Hardship, a declined claim or the value of a claim; information relied on in deciding the Complaint is provided within 10 Business Days of request under Part 12.
